Why This Role Matters

As a Senior Real‑Time Analyst (RTA) on the US Workforce Management (WFM) team, you will be the pulse‑check for live service performance across multiple channels—phone, chat, and email. Your real‑time monitoring, forecasting, and strategic planning will directly influence service levels, agent productivity, and overall customer satisfaction. This is a high‑visibility, high‑impact position that partners with operations, technology, and senior leadership to ensure that arenaflex’s service delivery remains resilient, scalable, and continuously improving.

Key Responsibilities

  • Real‑Time Monitoring & Reporting: Track interval‑level volume trends, shrinkage, non‑productive time (NPT), and productivity metrics. Generate live dashboards and alerts to highlight deviations from target KPIs.
  • Service Level Management: Ensure that service level agreements (SLAs) for call answer, chat response, and email turnaround are consistently met. Proactively recommend staffing adjustments to maintain compliance.
  • Capacity & Scheduling Alignment: Analyze forecasted volumes from the Economists team, compare against current schedule capacity, and initiate short‑term staffing actions (e.g., overtime, on‑call, or temporary hires) to address gaps.
  • Cross‑Functional Collaboration: Liaise with network points of contact (WFM, Operations, Training, Quality Assurance) to resolve metric shortfalls, coordinate shift rollovers, and implement business continuity plans (BCP).
  • Process Optimization: Identify waste or non‑value‑adding steps in existing workflows, propose simplifications, and champion the adoption of streamlined processes across the organization.
  • Ticket & SIM Management: Own the lifecycle of WFM actionable Service Improvement Messages (SIMs) and tickets, ensuring timely resolution within agreed service levels.
  • Mentorship & Knowledge Transfer: Coach junior RTAs, share best practices, and develop a robust knowledge base that elevates the entire WFM function.
  • Insight Generation: Conduct deep‑dive analyses on metric misses, produce fact‑based callouts, and present clear “Path‑to‑Green” (PTG) recommendations to senior stakeholders.
  • Operational Governance: Verify that each org/skill adheres to operational expectations such as shift breaks, missed call handling, and maximum call adherence policies.
  • Strategic Planning Support: Contribute to long‑term workforce planning initiatives, including headcount forecasting, peak‑readiness strategies, and holiday scheduling.

Essential Qualifications

  • Minimum 5 years of experience in real‑time workforce management or contact‑center operations, preferably in a high‑volume, multi‑channel environment.
  • Demonstrated expertise in using WFM tools (e.g., NICE, Verint, Aspect) and advanced Excel/Google Sheets for real‑time data manipulation.
  • Strong analytical mindset with the ability to interpret complex data sets, identify trends, and translate findings into actionable recommendations.
  • Excellent communication skills—both written and verbal—to convey technical insights to non‑technical audiences and senior leadership.
  • Proven track record of managing high‑visibility projects, meeting tight deadlines, and delivering results under pressure.
  • Experience collaborating with cross‑functional teams (Ops, Training, QA, IT) to drive continuous improvement.
  • Ability to work flexible hours, including evenings, weekends, and holidays, to align with the global nature of arenaflex’s operations.

Preferred Qualifications

  • Bachelor’s degree in Business Administration, Operations Management, Statistics, or a related field.
  • Certification in Workforce Management (e.g., Certified Workforce Management Professional – CWMP) or Six Sigma Green Belt.
  • Familiarity with forecasting models, statistical analysis software (R, Python, SAS), and data visualization tools (Tableau, Power BI).
  • Previous experience in a remote or work‑from‑home setting, demonstrating self‑discipline and effective time management.
  • Exposure to contact‑center industry standards such as ITIL, ISO 18295, or similar frameworks.
